Better Capitalism Requires 3 Reforms

[This article is from a talk I gave to members of the Olympic Club on May 10, 2018, A Better Capitalism. The current economic and political framework (capitalism) is failing too many stakeholders. Evidence abounds and isn’t the subject of the talk. With 3 simple policy reforms we are on our way to a better capitalism. This may seem impossible at first. But, so was putting in place policies that enabled the building of massive towers of wealth while doing harm to people, communities, and the environment. I’ve turned off comments but feel free to reach me directly or comment and share on social media.

A Better Capitalism  – an 8 minute talk and an even quicker read

I’m a pragmatist. I believe we can all do better, as individuals, organizations, even the world community. So, I’m optimistic. But, I also live in the real world. In my world view, I see things as connected. They don’t sit artificially isolated from one another. Here are the connections that I see:

  • Growth in the city and tents in the parks and spaces in-between
  • Record corporate profits and the unpaid shadow work each of us perform
  • Globalization, offshore profits, flattening wages, and boomerang kids
  • Hollowed out communities and politicians desperate to remake them
  • Indebted consumers addicted to things and stuff to distract them
  • Marginalized and outraged citizens and the tone-deaf politicians elected to represent
  • Registered voters not participating in a country divided with scapegoats aplenty

We can have lawful, dignified, respectable capitalism or we can have unbridled greed, wanton destruction, and divisive crony capitalism with fewer winners supported at the expense of the public and the environment.

I’d like a better capitalism where we get the spoils of competition, continuous innovation and benefits for the many. I love that our trade and industry are privately owned and operated for profit.

I love capitalism. But, I’d love a better capitalism, even better.

What might that look like? That’s what I’ve been pondering. That’s what I want to tell you. I only have time to tell you about 3 big ideas. Here they are.

Big idea #1 – We need to decouple healthcare and employment.

Here is why. The world of work has changed. There is more and more automation. Companies are paring down employment. They use on-demand help, independent contractors, and are pushing more people to part-time to avoid the full costs of employees.

Uber and Lyft have declared themselves platforms, not transportation companies, even though their main business is providing transportation services. It’s innovative, but make no mistake this is about internalizing gains while externalizing costs to the public.

Imagine instead of fighting innovation, we embraced more of it. Free the innovators. Embrace the gig economy but don’t further cripple labor in the process. We need to decouple healthcare and employment to give 99% of the people a little bit more.

Imagine US businesses were free to focus on their core purpose and could compete more effectively with other developed nations, nations where employees already enjoy national healthcare.

Free businesses from providing healthcare and watch innovation flourish and entrepreneurship soar. American businesses will be more competitive and without adding a single tariff. What this likely means is a #MedicareForAll #SinglePayer system. That is the least expensive healthcare program we have in this country with the best health outcomes. It would also be focused on healthcare as opposed to for-profit sickcare. Get used to hearing that idea. It will come back again and again until it finally arrives.

Big Idea #2 – We need a Parasitic Index.

For too long people have been duped into believing maximizing corporate profits is synonymous with increasing shareholder value. It isn’t the same thing. You can do massive harm to customers, employees, and the environment in the name of short-term profits but you’ll have destroyed shareholder value. Just ask Volkswagen. Ask the CEO of the now defunct Peanut Butter Corporation of America who sits in a jail cell. Ask the former makers of Asbestos.

Maximizing shareholder value should mean providing reasonable returns to shareholders while acting in harmony with the environment, communities, customers, and employees. You balance stakeholders not pit one against the other.

A Parasitic Index would show how much a corporation leeches off society’s infrastructure and labor force – while killing its host in the process. Is the corporation a partner to the community or merely a beneficiary?

Imagine a world in which corporations didn’t extort cities and states for unneeded tax breaks but instead became partners in building stronger communities, improving the environment, and creating more stable democracies. Capitalism that serves is a better breed of capitalism than the unbridled greed varietal.

I just returned from a trip to central and Eastern Oregon. One of the cities I drove through was Prineville. That’s where Les Schwab founded and grew his $1B dollar tire retail chain. His motto was Doing the Right Thing Since 1952. If Jeff Bezos embraced that motto Amazon might look different and they probably wouldn’t have halted downtown development in light of the city council’s proposed “Head Tax.”

Big Idea #3 – We need Congress to give federal prosecutors the ability to revoke a state-granted corporate charter.

You might need a little background here. The federal government doesn’t provide any mechanism to form a corporation. That is left up to the secretaries of state within each state.

Corporations have long figured out they can abuse employees, customers, and communities with impunity, to maximize profits. They can do so because if the state attorney general where they are incorporated were to harm them, the corporation can simply threaten to move to another “friendlier” state. So, companies based in Delaware, for example, are seldom sued by the State Attorney General of Delaware.

Without the ability to revoke a state-granted corporate charter, bad actors simply pay federal fines if caught in a misdeed and chalk it up to the cost of doing business. Wells Fargo recently paid a hefty federal fine but it was still tiny compared to its quarterly profit. Facebook has a long history of apologies. Losing their right to exist as a corporation would be a much stronger deterrent.

In Summary:

In society, there will always be bad actors because as Mr. Burnham points out there are people involved. Modern capitalism isn’t living up to its potential – maybe that’s because it’s not yet ruled by robots and artificial intelligence. There are still too many greedy humans in the mix.

The 3 ideas I shared will create a better capitalism. A better breed of capitalism for the good of the many, not the few. Let’s confront reality. There are too many forces leading us to a gig economy. Let’s not fight it. Let’s embrace it and flourish in its presence. People need healthcare, let’s make that a priority.

There will always be bad actors. Let’s make it more transparent and unpopular to be one. Like the #MeToo movement did for individual accountability amid sexual abuse a better capitalism includes a parasitic index to shine a light on corporate accountability in a sea of economic abuse.

And let’s give the most egregious organizations a death sentence when warranted. The ability to revoke corporate charters will allow our representatives to protect all of us from some of us.

It not cruel. It’s not personal. It’s just business AND it’s better capitalism.

10 Ways Climate Change and Customer Experiences Are Alike

The good news is that amid deniers of Climate Change or those that don’t think the Customer Experience matters, there are many people who do care and are actively engaging others to care, too.

10 ways in which Climate Change and Customer Experience are alike:

  1. Detection Informs Design. For Climate Change and Customer Experience we can detect changes that can inform smarter design; smarter design of products, services, spaces, and organizations. We can design and deliver better Customer Experiences and we can design more thoughtful organizations, institutions, and policies to create a more sustainable and inclusive future for all. We can even design systems to protect people from the effects of Climate Change. Of course being informed is one thing; we still have to decide to actually do something differently if we expect to have different outcomes. Progress is pesky that way; we have to invest in it. Rarely does it advance on its own.
  1. Pioneers Face Resistance. There are conferences and summits that deal directly with Climate Change and Customer Experience. People attend these conference and summits; gain ideas for improvements, then return to their daily lives to face resistance, opposition, and even misdirection. These pioneers of Customer Experience and of Climate Change push headlong against social, cultural, and political opponents who would rather keep things as they are. Some of these pioneers (entrepreneurs pursuing the seemingly impossible) persevere and we eventually come to know their innovations and perhaps even their names.
  1. Little Things Together Have a Big Impact. Customer Experience and Climate Change involve many different factors that when working together make a big difference. With Customer Experience, all of the interactions across touchpoints over time in customers’ journeys work to ensure that a brand has staying power; those interactions can also spell disaster for a brand that cumulatively leaves a poor brand aftertaste in the minds of prospective and current customers. Similarly, recycling, industrial composting, production practices, and individual purchase and consumption habits, etc., don’t look like much in isolation. But, taken together they make a big impact on social, environmental, and economic systems. Things are more connected than we often realize.
  1. Policy Must Connect With Humans. Climate Change and Customer Experience solutions require holistic solutions that benefit when top-down policy direction is informed by bottom-up data and actions. Returns processing, online purchase behavior, communications, etc., are all better solutions for customers when the top and bottom meet somewhere in the middle, at the customer’s reality. When it comes to climate change, proposed policies and agreements that factor in the real world experiences of displaced (or soon to be) climate refugees, are more humane, meaningful, and long-lasting.
  1. Meaningful Metrics Needed. Customer Experience and Climate Change both suffer at the hands of operators who internalize profits while externalizing costs to customers, society, and sometimes to workers. Landfills are filled with junk products that are designed to be profitable so long as customers accept the notion they are buying disposable, nonrenewable, non-repairable, and many times nonreturnable products. People that may be marginalized in the process are invisible to most consumers. Save for the consumer that looks for Cradle to Cradle certification, Fair Trade certification, Organic, or other inherently sustainable labels, most consumers are in the dark; They serve as unwitting pawns that contribute to harming the earth and its inhabitants while the puppet masters that exploit the seemingly limitless earth’s resources and marginalize people do extremely well for themselves and their allies. Metrics that go beyond profits and include social and environmental factors are increasingly important to global citizens that share a common planet.
  1. Leadership Must Adapt. Both Customer Experience and Climate Change create victims while at the same time producing those who do extremely well under the “old system,” at least until the day they don’t. Imagine building your empire based on vast fossil fuel reserves or a particular product or technology only to find that over time it has become irrelevant as the world moved on. I wouldn’t want to be manufacturing typewriters, selling palm oil that contributes to deforestation, or base my entire country’s economy on fossil fuel production. It’s important to pay attention to and respond to the changing mood of people. Organizations and governments would do well to build more responsive organizations that balance the needs of many stakeholders. Use The Promise Delivery System of Chapter 8 in The Experience Design Blueprint to build a more responsive organization. Any organization can operationalize a promise delivery system using whatever technology and personnel it has at its disposal.
  1. Myriad Factors Are Involved. Customer service is to Customer Experience as habitat protection is to Climate Change. Either one is but one factor in a compilation of interrelated issues – necessary, but insufficient. As described in The Experience Design Blueprint, an experience is a contextual interaction between people, objects, services, and spaces. Customer service is only a small, albeit important, component of the overall Customer Experience. Likewise, there are many factors involved in Climate Change including the water cycle, the natural environment and built environment, agricultural practices, trade policy, economic empowerment, production practices, individual consumption patterns, etc. Not every factor can be controlled by any individual or organization. But, that doesn’t absolve any individual or organization from its own inaction.
  1. Opponents Think It Too Expensive. Opponents may say investing in progress whether it is Customer Experience or Climate Change is too expensive. It’s true that short-term indulgent thinking might satisfy our immediate hunger, but it’s a satisfaction like junk food satisfies. It is filling for the moment, but it lacks nutritional value and substance. And in the long run, it doesn’t work for your waistline or your health. The VW Emission Cheating Scandal may have looked like a good idea in the short run but in the long run, it’s harmful to the environment, owners of vehicles, owners of the company stock, and ultimately to the affected brands. Gimmicks to prop up earnings in the short run are too often heralded while long-term investments in employee training, organizational performance, and customer empowerment are deemed to be unwarranted expenditures.
  1. Lack of Systems Thinking. Customer Experience or Climate Change? That is somebody else’s problem to solve (or the worry of another agency or department). There is a lack of systems thinking, holistic solutions are lacking, and conversations are too small. We confuse causation with correlation. Our biases, ideologies, and patterns of behavior get in the way; so do our means of livelihood. “My tailpipe emission didn’t cause that. Leaving the light on doesn’t matter, my extra trip, extra purchase, my upgrade, my tossing that compostable product in the trash. What difference does it really make?”  Often times, in organizations, we face back office and top office decisions that undermine the remarkable actions of front-line personnel that actually strive to do the right thing for customers and the organization.

Things Are Connected

Things are more connected than they first appear to be. Delivering great Customer Experiences and having sustainable production and consumption patterns that don’t contribute to anthropogenic (human-caused) Climate Change are both issues that require we confront our common reality, engage in new thinking, new conversations, and that collectively we invest in progress. Good global citizens are increasingly paying attention to matters of Customer Experience and Climate Change. Brands (including governments) that embrace great customer experiences and that live up to their changing duties as the climate continues to wreak havoc on people and property, will do better in the future than deniers or bad actors that stick to outdated modes of thinking.

A Culture of Care Begins With YOU!
When I first began writing this post I was targeting leadership, but then I realized many people with titles of leadership have adopted belief filters that will render this message inert. They’ll never see it and if they did, many will think their circumstances so unique the message doesn’t apply to them. But, you are smarter than this, so read on.

  • The CEO of Volkswagen resigned amid the discovery of emission cheating vehicle software and the subsequent battering of the company stock
  • Turing Pharmaceuticals bowed to public pressure and agreed to reverse an abrupt 5000 percent price hike of the life saving drug Daraprim
  • The former owner of the now defunct Peanut Corporation of America was sentenced to 28 years in prison for his role in a salmonella outbreak that killed 9 people and sickened hundreds

Pope Francis addresses the U.S. Congress
Amid these negative developments Pope Francis addressed members of the U.S. Congress.
I want to focus on a few words that Pope Francis shared, namely “culture of care”. Here they are in context.

“In Laudato Si’, I call for a courageous and responsible effort to “redirect our steps” (ibid., 61), and to avert the most serious effects of the environmental deterioration caused by human activity. I am convinced that we can make a difference and I have no doubt that the United States – and this Congress – have an important role to play. Now is the time for courageous actions and strategies, aimed at implementing a “culture of care” (ibid., 231) and “an integrated approach to combating poverty, restoring dignity to the excluded, and at the same time protecting nature” (ibid., 139). “We have the freedom needed to limit and direct technology” (ibid., 112); “to devise intelligent ways of… developing and limiting our power” (ibid., 78); and to put technology “at the service of another type of progress, one which is healthier, more human, more social, more integral” (ibid., 112). In this regard, I am confident that America’s outstanding academic and research institutions can make a vital contribution in the years ahead.”

Think about the possibilities for those words, “A Culture of Care”.

I want to share a personal story. In 1998, I started a software company. As the founding CEO, it didn’t take long to realize I had two jobs, raising capital and building the organization’s operations. We hired an outside CEO to help and I took the reigns as the Chief Operating Officer. As the company grew I couldn’t be party to every decision, nor could I attend every meeting, though employees continued to seek my approval. I invented a test they could employ on their own, without me in the room. I called it the Reasonable Investor Test.

I explained it to them like this. Imagine yourself presenting your decision to a collection of 16 reasonable investors that politely assembled to hear your story.They are sitting across from you at a large table looking you directly in the eye. You are about to explain to them the decision you plan to make or the action you will take. If you can look them in the eye and justify the decision or expenditure, then it passes the test. If you would not be willing to do this then you probably should not make the decision or take the action you are considering.

I concocted this test after our CEO and VP of Sales decided to prematurely celebrate a customer win by indulging in a lavish and expensive meal for themselves. I begrudgingly approved the expense, but I didn’t think reasonable investors would have appreciated their invested money being spent this way. We never did win that customer and the CEO and VP of Sales never understood or embraced the Reasonable Investor Test. But, again you’re smarter than this, so read on.

Life beyond the spreadsheet or whim
A culture of care, like life, is a bit more complicated than what might initially appear favorable on a spreadsheet or what one might feel like doing at the moment. I’m guessing the former CEO of the Peanut Butter Corporation might today consider more stakeholders. I’m also guessing that the former CEO of Volkswagen might employ some sort of Reasonable Stakeholder Test for employees to use in guiding their own work or that of colleagues. Investors are not the only stakeholders just like spreadsheets are not the only tool. There are many other stakeholders to be considered, customers, employees, the environment. And closer to home, stakeholders might include neighbors, the community and even members of your household.

Pope Francis shared great words with Congress. I hope members not only listened, but that they heard him. Imagine if Congress freed themselves of their own proverbial mental shackles and focused forward, to a new era, a “people-first” era that confronts reality, embraces science, respects natural resources, and advances prosperity for all households, even the people who don’t currently have one. Imagine possibilities where members act cooperatively, embracing a culture of care, leading the way the for the nation.

At home, in school, in our communities, at work, even in the online community. So what about you? How will you create a culture of care, in your home, in your work, in your community? You’ll likely need a test to go with it. What will be your equivalent Reasonable Investor Test? We really can all do better as individuals, organizations, and the world community. The Real Skills Gap

Telesope Seeing the Invisible - DelightabilityThere is a pervasive issue that plagues our economy yet it is mostly invisible, unless we look for it. I’m going to help you to see it. It is the Skills Gap.

We’ve all heard media, politicians, and pundits refer to the skills gap in this country. It’s true we do have a skills gap. But it isn’t the one they’ve been referring to, where people are trained for the wrong jobs, lack technical skills or a college education. All of that is simply not true in a universal sense. It isn’t anymore true than the statements all dogs are ferocious or all email is spam.

Each of us knows family, friends, and colleagues whose personal economy has suffered in spite of their college education, skills, and experiences. You probably also know people that are super-employed by greedy corporations that work their employees tirelessly, refuse to hire more people, while stockpiling more and more cash.

No, this skills gap is of a different sort. As a society, we’re becoming less empathetic to those not like us. This is making us less human. This is our real skills deficit.

The decline in empathy is all around us. It is a fact. You can find studies that show the decline over the last 40 years. But, you don’t need to. You need only reflect on your own experiences.

Examples of Empathy in Decline

Over Labor Day weekend I experienced a lack of empathy when I re-entered the U.S. at the Canadian border. I had my keys taken away and my car searched. I guess I look like a smuggler or terrorist or my backpacking story triggered some false instinct. Of course I did nothing wrong. It’s just that we are at war with ourselves. I think I would have felt more empathy from a bear encounter than I did from the border agent interaction.

If you’ve traveled aboard a commercial airliner in recent years, you’ve no doubt been treated as a dangerous object by the Transportation Security Administration (TSA). Even, in our own communities, we’re ruled by red light cameras.

When the police outfit themselves in combat gear and appear as robocops they look and behave less human. They also further insulate themselves from the communities they are supposed to protect and serve. The events in Ferguson displayed a lack of empathy in all directions.

Some municipalities have gone so far as to outlaw homelessness. Police and firefighters have been ordered to destroy the donated tents of people experiencing homelessness. They didn’t merely dismantle the tents, they actually destroyed them with box cutters. What a horrible misuse of power by the mayor and what a horrible thing to have to do as a public servant. The lack of empathy in all directions can be witnessed by reading the comments on the video posted on YouTube, St. Petersburg Police cut tops off homeless people tents. The war against people “not like us” rages on.

We have systematically been reducing our own empathy.

We are communal by nature yet when we don ear buds and bury ourselves in front of screens of all sizes we avoid real discussion and face to face interaction. We no longer visit video stores or interact with bank tellers. We buy online and pay at the pump. We are having less and less human interactions.

Think of your own conversations and those you hear around you. How many of these conversations actually matter on a human level. Too many would be meaningful conversations are not happening.

We are increasingly isolated. We have technology that connects us to each other more than at any point in human history, yet we are connected in less authentic ways. It is much easier to ignore or exit a conversation that is only online. Internet and social media bullying are sadly commonplace. Unfriending and the “conversations” that precede that act are inflammatory and lack components of a healthy dialogue. Few would have the courage to act this way face-to-face.

So, yes, we have a skills gap. We are forgetting how to be human. We are becoming less empathetic. Technology and our busy states of mind are our allies for ignoring what’s wrong in our communities and in the world.

We Pay Homage to Things that Don’t Matter

Newspaper Showing World Closing Prices - Delightability Blog PostMaking matters worse, as a society, we are paying attention to the wrong things. These things further harden us and make us even less empathetic.

I think each of us does want a more humane and just world, where people are genuinely peaceful and happy. But, those things are hard to measure and don’t carry headlines, so instead we measure things like GDP, the DOW, and the S&P 500. We measure things that tell a story that media and politicians want retold – and we in turn, pay attention. Even American Public Media’s Marketplace that purports to present news on business, economics, and money for the rest of us, chants the numbers as though they mean something to main street America. Imagine if we were listening instead to, “HumanPlace” or “ProsperityPlace” or the like.

Unfortunately, the larger human story is going untold. We do have a prosperous nation, if you measure it by GDP and the DOW. But, we have poverty in this prosperous nation. We also have droves of educated but unemployed and underemployed people. And, of those that are working, most are largely disengaged.

These things are not part of our national dialogue or priority, but they should be. Instead what is heard is, “If you don’t have a job, it is your fault. Skills gap, remember. If you don’t have enough work, get more education. If you are suffering from poverty, again, it must be your fault. If you are a college educated fast food worker, just try harder. Pick yourself by your bootstraps and just do it.”

This is all hogwash and only serves to polarize and distract all of us. So, what can we do?

I imagine a Platform for Human Progress. The platform would be about two things: 1) We’d relearn empathy – we’d systematically restore empathy in schools, in police departments, in the workplace and dare I say it, online; and 2) we’d develop human potential – we’d have a people first agenda.

What would a Platform for Human Progress look like? Technology would be involved.  So would forums and events. Institutions of all types and sizes, and of course government. In fact, the employment security department would morph. It would become less about policing benefits and more about helping people to reach their potential, irrespective of education, experience level or industry. No longer would people automatically become invisible or be labeled as discouraged workers, no longer looking for work, simply because their unemployment  benefits were exhausted. A human centric side project of Delightability that has debunked both the skills gap and the notion of discouraged workers is Please Count Me. This website gives Americans the opportunity to self report their employment status no matter if they are unemployed, under-employed, fully-employed, or super-employed.

We’d want the Platform for Human Progress to scale while at the same time being careful not to concentrate more wealth and control into the hands of a greedy few. Maybe we’d embrace small as the new big.

There is No Innovation or Progress Without People

I think investing in people should be a national priority. There is too much idle wealth and talent on the sidelines in the U.S. and in the world. Yet, there are many problems to solve and opportunities to explore. There’s no innovation or progress without people. This is important work for all of us.

Let’s return the keys to the kingdom to the makers and remove them from the takers, speculators, and manipulators. 

If we can build vaccines for diseases we cannot see, and build fabric winged airplanes that can carry us to other continents can’t we also build systems that help humans that are negatively affected by public policy, technology changes, and corporate greed? Of course we can. If we did, we’d be a real superpower, not simply a military superpower. Maybe, as a country the U.S. would then rank as high, or surpass Norway or Denmark as having the most prosperous and happy people.

In all that we do, we need to start asking the question, “What about the people.” Repeat that 100 times, “What about the people.”

We need to measure the success of the platform and our nation in terms of: Can individuals secure food and a future? Are they achieving their potential?

Maybe we can learn from the work of the Grameen Foundation’s Progress Out of Poverty Index. Hopefully, we’d replace it with Prosperity Index; the Legatum Index might be a good place to start. The Legatum Prosperity Index™ is an annual ranking, developed by the Legatum Institute, of 142 countries. The ranking is based on a variety of factors including wealth, economic growth and quality of life. In 2013, the U.S. dropped out of the top 20 for the Economy sub-index.

We collectively need metrics that matter to human progress and prosperity. We need to communicate these metrics and hold ourselves and others accountable to improving them. This would be a shift much like John F. Kennedy’s Man on the Moon speech that sparked a nation to action.

In Conclusion

Humanity is a big subject and even though each of us play a tiny, time limited role, each of us can make a bigger impact with our conversations and the challenges we put on others. I challenge every reader of this article to be more human, more empathetic, and to hold others to a higher, human standard. Maybe pose the question, “Is that helping or hurting humans?”

A New Conversation

I don’t have all of the answers. I think the answers are spread across all of us. But, we’ll need better conversations to draw them out. I hope you’ll share this message with others so that we can close the most important skills gaps we face, being human.

I’m going to leave you with a little quote from the universe.

More Reasons to Dislike My Local Cable Monopoly

I’d love to tell you about my very positive cable company customer experience. Unfortunately, I don’t have that.  No doubt, you don’t either.  Normally, I don’t get very political on the Delightability blog, but since I’ve just come off of a lackluster customer experience with my cable company and within hours saw John Oliver’s entertaining and informative video I couldn’t resist.

A recent experience with my local cable provider.

To make a long story short, 2 hours long in fact – I bought a new Zoom cable modem so I would no longer have to lease, the cable company provided Arris brand modem. Following the quick start guide from Zoom, I set everything up and then proceeded to the last step, namely, call my local cable company [Comcast] and provide them with the MAC address of my modem. From the online reviews for the Zoom modem this seemed to be a normally smooth and swift operation. That is, when its handled by trained support personnel that know the ins and outs of activating the cable modem over the internet. For whatever reason, this was not my customer experience on this particular day.

Having been a technician and an engineer in the past, I’ve dealt with many technical systems at the bit, byte, and transistor level as well as the system level. I’m very empathetic and forgiving toward people in technical support roles, especially knowing they are working over the phone, mostly blind to the system they are troubleshooting. But, the part where I’m UNforgiving is that after each technician obsessed on having an updated email address for me, Comcast then diligently notified me of an incremental charge. Nobody said such a charge was coming. This isn’t the surprise and delight of the variety people appreciate. The matter of fact email made no mention of the support call or the two hours of my time consumed. The communication was centered around an incremental charge for the leased modem still in my possession. It also reflected an ongoing charge for voice equipment, which is peculiar since I have no Comcast phone service. That will be even more of my time wasted during a future call to billing, I suppose.

The Communication I Would have Liked to Receive as Part of my Cable Company Customer Experience

I would have preferred the communication to me from my local cable provider went more like this:

Mr. Olson,

We are really sorry you had to spend 2 hours resolving the activation issue with our technicians last evening. In most circumstances our technicians would have noticed that your disconnected modem was still listed as active for the outlet needing to be reassigned. In the event of such conflict our system gets confused. Unfortunately, it wasn’t until your 3rd technician and near the close of your 2nd hour on the phone with us, before we recognized the mistake we were making. Two modems cannot be assigned to the same outlet.

On behalf of the team, I apologize and hope that you will give us the courtesy of your continued business. [I have no choice – they are the only cable provider licensed to operate in my zip code in the city of Seattle] To ease the pain a bit, we are going to credit your account with [insert some number of $’s here] and provide you with a premium channel lineup of your choosing for the next 3 months. Simply, call us or login to your account to accept our apologetic offering. We are happy that in the end, we were able to resolve the problem of connecting your cable internet service to your new cable modem.

But, instead of receiving the customer communications that I expected where I felt valued and respected, I only received what looked like a poorly formatted email bill from the accounting department. A bill that was wrong, at that. This isn’t my first and only experience with Comcast. I have a long history of mostly disatisfying interactions that only add to my growing negative brand aftertaste.

Let’s not give Comcast, Verizon, Time Warner and others a blank check.

It is hard to yield even more power and control to monopoly companies like Comcast that appear to be ever more greedy while the people and communities they serve are simply expected to suck up the service quality they receive and just keep reaching deeper in their pockets to pay more. After all, with Comcast it IS about shareholders and earnings not about people, communities, and service innovation. No wonder they rank low on customer satisfaction and high on complaints. With this, I introduce you to John Oliver’s rant.

John Oliver’s 13 minute rant is educational, factual, and honestly a little disturbing. So disturbing in fact, that I hope you are spurred to action as I was. 3 Easy Lessons from a Home Furnishings Company that Gives a Damn about the Customer Experience

Customer experience lessons are everywhere if we look for them. With so many broken and bad experiences and leaders indifferent to correct them, it is truly refreshing when you encounter an organization that breaks free from the herd. I recently encountered, or rather re-encountered, an organization that left me with a very positive brand aftertaste.

Although I’ve walked, biked, and driven by the Room&Board home furnishings store several, OK – hundreds of times, since its opening in my Seattle neighborhood, I’ve never given it much notice. This is partly because I miss the Barnes and Noble bookstore that previously occupied the space, but mostly because I already have a house stuffed full of furniture.

My numbness to their brand recently began to take shape though. After skimming through their catalog I received in the mail, I landed on the back page. It was here, that made all of the difference. It takes a special kind of company to offer a guarantee that doesn’t expire with hard time bound rules. Room&Board is such a special company. I’d be inclined to visit the store when I find myself in furniture shopping mode again. Here is why:

These relationships allow us to bring you the perfect combination of quality materials, craftsmanship, design and price.”

There are 3 immediate customer experience lessons to take away from this that you can apply to your own organization:

  1. Some interactions will have more impact than others. For me in this instance, it was a message on the back of a catalog received in the mail. Do you know which touchpoints and channels matter the most to your customers and prospects?
  2. Purchasing decisions are more complex than being purely economic. An important dimension to purchasing decisions is emotion. Room&Board recognizes that customers are making an emotional investment. Do your customer interactions and communications reflect the three dimensions of value (emotional, functional, economic) or are they stuck in a pattern that still believes customers are inherently ruled by logic and reason?
  3. A customer experience philosophy can guide an organizations response, communications, product roadmap, strategy, operations, etc. Does your organization have such a customer centered philosophy to guide you, or are you solely ruled by profits, margins, growth, and share price?

Please reflect on these lessons and this story, no matter the size, type, or shape of your organization. You are slowly becoming either more or less relevant in world full of customers that continues to reward brands and organizations that give a damn about the customer experience. The size of your organization and tenure do not provide you with any immunity from providing bad or broken experiences.

What Patient Experience? The Hardest Problems are Invisible and Require New Thinking to Solve

As much emphasis that is placed on patient care and better health, there is an invisible trauma inflicted on patients everyday. Patient experience problems extend beyond the point of care. Misinformation, poor customer service and communications, time wasted, lack of respect, etc. all diminish the positive attributes of medical care. At its worst patients dread the very thing that will make them better.

“First, do no harm” is part of Aim #1: Health Care Must Be Safe in the “Implementing the Quality Chasm Report” a resource from the Institute for Healthcare Improvement. While it is necessary for healthcare providers to adopt such a maxim it alone is not sufficient to ensure that harm is not done to patients.

Because the patient experience involves more than the interaction with the caregiver, the physician or nurse alone cannot ensure a great experience. Communications online and with reception staff, lab and testing interactions, and patient billing post services all impact the overall quality of the patient experience. One patient interview revealed angst over an unpaid bill for services provided that the insurance company deemed out of network, even though the specialist the patient saw was in the facilities of the in network provider. The patient was not informed of this nor were they provided any options to visit other specialists. The provider has left a poor brand aftertaste in the mind of the patient who after a year, still refuses to pay the bill, “until things are sorted out”.

The maxim that has guided healthcare professionals for millennia doesn’t penetrate deep enough into the health care system. Employing systems level thinking, and mapping the entire patient journey across all touchpoints can reveal many insights into reducing harm, improving patient care and identifying organizational execution gaps. Results include increased organizational effectiveness, reduced staff turnover, and happier patients and families.

Part of the challenge of fixing problems such as healthcare is that the patient experience and problems span many organizations. No one hospital, insurance company or collective can solve the entire problem on their own. Each type of organization has their bias and perspective. Still there exists many opportunities to improve within each organization. To provide remarkable cost effective patient care requires an objective view that spans organizations while never losing sight of the patient perspective. When this happens, we will all feel transformation in a system that today continues to inflict harm to patients.

Does it Matter Where Ideas Come From? Sourcing Innovation at McDonald’s, Starbucks, and Your Organization

When I first began to write this article I thought I’d start with a little history and facts to compare McDonald’s and Starbucks. I even thought that it would be nice if I created an infographic that showed the comparison. But, I’m not going to do that. If you hop over to Nasdaq or your favorite stock peering site you’ll find that both stocks are doing well. At the bottom of this article I’ve included links to fun facts about each of the companies.

Both companies have provided great returns to shareholders over the last 10 years. Both of these companies have a large and growing worldwide presence, a huge number of employees and partners. No, I’m not talking about those things because they are not a predictor of future performance. Heck, even each of the companies will remind you of that in their safe harbor statements.  And remember, there are plenty of darling stocks that perform, at least until they don’t.

No, I’m going a different direction. I want to talk about things that aren’t so closely tied to stock performance or revered in annual reports and press releases. I want to begin a discussion of how each of these companies source innovative ideas and ask readers if you think that this topic has any bearing on a company’s ability to be sustainable, viable, cultural relevant, and able to gain a share of your mind and wallet.

Starbucks practices on sourcing innovative ideas
Starbucks encourages idea submission from anybody, inside or outside the organization and even encourages you to vote, share, discuss, and see other peoples ideas as they are made visible on the My Starbucks Idea website. Experience it for yourself at

One of the reasons for the My Starbucks Idea website is that CEO Howard Schultz wanted to improve the customer experience. He felt that the 60 million customers visiting its stores on a weekly basis might have something to say about what the future Starbucks experience should look like. In that sense Starbucks customers are encouraged to co-create the future. In the first five years of the My Starbucks Idea website, from 2008-2013, 150,000 ideas have been submitted from customers with 277 of those being implemented.

McDonald’s official policy on unsolicited ideas
McDonald’s, on the other hand, doesn’t have an equivalent My McDonald’s idea website. If fact, they make it very clear in an FAQ that resides on their website exactly what their policy is concerning ideas, “It is our company’s policy not to consider unsolicited ideas from outside the McDonald’s system. Because we are always working on new ideas and strategies within the Company, we do not review ideas from outside McDonald’s to avoid confusion over the origin of an idea. We realize that we may be missing out on a few good ideas, but we had to adopt this policy for legal and business reasons.” When companies cite policy they appear less human as in the sign I saw at a McDonald’s in the Seattle area.

Did you know that McDonald’s delivers to its customers in 18 countries? But, if you want delivery in your country don’t bother asking or trying to vote on it. Remember, your ideas are unwelcome and irrelevant. I find that a little offensive. I also find it a little off-putting that the McDonald’s system, as they put it, does not include the customer. Any organization’s business system, or promise delivery system as I call it, should have the customer at the core.  Imagine the burden this places on Hamburger University and Franchise owners. They must innovate and own all of the good ideas in isolation, a tall order for them compared to the 60 million customers that visit a McDonald’s each day that may actually have some insights to share and ideas how to improve the McDonald’s experience. If we are voting on which company and brand will be more culturally relevant across populations and feel more human and alive, I’ll vote for the Starbucks brand. If, on the other hand, we are voting on which brand will attract me for the late night drive through or clean restrooms available during a road trip, I’ll tip my hat to McDonald’s. But, I’m only one customer. I’d like to understand how each of their practices around ideas makes you feel as a consumer? Which brand speaks more to you? 

Try This!  What about in your own organization – does it matter where an idea comes from? Could it come from customers? Does it matter at what level of the organization the idea comes from – Senior Vice President versus the most recent hire in accounts payable? What about a supplier? Do you know the answer and if you do, would others in your organization see it the same as you do? Start this discussion inside your organization.

Abandoned Shopping Carts Litter the Landscape in Anytown USA

Here are a few photos of abandoned shopping carts seen around town.  This urban blight was in the Seattle area but this could be Anytown, USA or beyond. Kroger, QFC, Safeway, Bartells - no one store is immune and the problem is worsening. Bus stops, apartment homes, retirement homes, sidewalks, bike trails, parking lots, and dumpster areas seem to be the favorite dropping off stations.

When Emails Become Overcooked Carrots

Dear Pushy Brand “Communicator,”

Pushing away a plate of unwanted carrotsIf I receive your email newsletters, updates, press release, etc. and I no longer want to receive your stuff, then please let me easily unsubscribe. Asking me to login to an unwanted “account” in order to change my communications preferences is tantamount to asking me to finish the meal, even though I’ve decided I don’t like the taste. Please recognize that I no longer want to eat.  Maybe I don’t like your food or I’m simply too full.  Whichever the case, please don’t fight me when I push away the plate. Better yet, be a good host and recognize when I’ve long stopped eating and simply offer to take away the plate for me.
